Healthcare’s Automation Blind Spot: Customer Feedback

Healthcare CX leaders have good reason to feel confident about automation. According to CallMiner’s 2026 CX Landscape Report, healthcare is the sector most likely to rate its automated customer experiences positively, with 80% describing them that way. Behind that confidence sits a blind spot, and it shapes the patient experience in ways many organizations cannot yet see.

Patients are raising the bar

Across the markets CallMiner surveyed, patients are taking a more active role in their own care. They research options before they call, manage appointments and records through apps and portals, and compare providers and plans the way they compare any other service. Governments are accelerating the shift, from the UK’s push to make the NHS App a digital front door to the European Health Data Space and new patient data access rules in the US.

Patients who manage more of their own experience expect the organization on the other end to keep up. Someone who has already tried to self-serve has little patience for repeating information or for automation that doesn’t fit their needs. For healthcare CX teams, every interaction matters.

Scale has outpaced optimization

Healthcare has moved decisively into automation, and nearly every organization now uses it in customer interactions. However, far fewer have connected that automation to customer insight. Only 25% of healthcare organizations characterize themselves as both highly automated and consistently optimized using CX insights.

That gap matters, because optimization separates the strongest experiences from the rest. Healthcare organizations that let customer intelligence guide their automation decisions are far more likely to describe their automated experiences as very positive.

The high cost of failure in healthcare

Visibility is where the CX insight blind spot shows most clearly: 65% of healthcare organizations say they have limited visibility into when and why automated interactions fail. In most industries, an undetected failure means a frustrated customer. In healthcare, it can mean a wrong answer about care, coverage, or cost.

Healthcare leaders know the stakes: 84% agree that customers frequently go through automated or self-serve paths before reaching a human, even when that is not the appropriate route. Healthcare is also the sector most likely to name customer vulnerability as a top CX challenge. A patient who is unwell, caring for someone else, or worried about a bill has the least capacity to navigate automation that doesn’t fit the moment.

Where human expertise still matters

Automation and human agents work best together in healthcare. Leaders across the sector recognize that complex, emotional, or high-consequence interactions still call for a person, and that the right handoff at the right moment improves the outcome. AI has a role on the human side of the conversation too. It can give agents real-time guidance and help them resolve issues faster. The goal is to ensure AI fits into agents’ everyday workflows rather than adding friction for a workforce that is already hard to retain.

Closing the gap

The healthcare organizations that pull ahead will use customer intelligence to decide where automation belongs, where it still breaks down, and where a human needs to lead the interaction. That means building visibility into automated failures, designing escalation paths around vulnerable patients, and aligning CX, contact center, and technology teams on a shared view of what patients need.

CallMiner’s new white paper, The Blind Spot in Healthcare Automation: The Invisible Factor Shaping Patient Experience, explores the full healthcare findings from the 2026 CX Landscape Report. It covers how organizations decide what to automate, where AI is paying off for agents, how governance concerns are evolving, and a practical framework for intelligence-led automation.
